Policyholder self-service: portal, mobile app, USSD, WhatsApp and SMS

Policyholder self-service means customers can see their policies, pay premiums, submit claims and documents, update their details and get status updates without visiting a branch or calling the insurer. It works when every channel, from a smartphone app to a basic-phone USSD menu, reads and writes the same policy record.

Ontech LifeI ERP gives life insurers in Zambia a client portal, an Android app, USSD menus, WhatsApp and SMS notifications and a call centre module, all connected to the same policies, payments and claims, so a customer gets the same answer whichever channel they use.

Key capabilities

Client portal

Policyholders log in to view policies, cover, premiums paid, claims, documents and their digital life card, and to pay or file a claim.

Android app

The same self-service on a phone, with biometric login, Mobile Money payment, claim submission with photos, a digital insurance card with QR code and offline access to cached policy details.

USSD self-service

Customers on any phone dial a short code to check policy status, pay a premium or start a claim, without data or a smartphone.

WhatsApp and SMS

Automated premium reminders, payment receipts, claim status updates and maturity notices, plus two-way WhatsApp for queries and document delivery.

Mobile Money payments

A payment prompt is sent to the customer's phone; they enter their PIN and the premium is receipted against the policy immediately.

Call centre and tickets

Agents see the caller's policies and history on screen, log tickets and follow them to resolution.

Digital life card

A card-size PDF with the policyholder's photo, QR code, policy details and beneficiary that can be downloaded or sent by WhatsApp.

How it works

  1. Policyholders are registered with a phone number and NRC and given access to the portal and app, or simply use USSD from their registered number.
  2. Each channel reads the live policy record, so balances, cover and claim status are the same everywhere.
  3. Payments made through the app, portal or USSD go through Mobile Money and are receipted to the policy automatically.
  4. Claims submitted with photographed documents enter the claims workflow and the customer is updated by SMS or WhatsApp at each stage.
  5. Queries by phone or WhatsApp become tickets linked to the policy and are tracked to closure.

Benefits

Fewer branch visits and calls

The common tasks, checking cover, paying and following a claim, can be done by the customer at any time.

Reach beyond smartphones

USSD and SMS serve customers on basic phones, which matters for mass-market products.

Faster premium collection

A reminder followed by a Mobile Money prompt lets the customer pay in the same minute they are reminded.

Transparent claims

Status updates at each stage reduce anxiety and repeat calls during a claim.

Who it is for

  • Heads of customer experience, customer service and digital channels at life insurers in Zambia.
  • Insurers selling mass-market funeral, term or savings products to Mobile Money customers.
  • Companies with high call volumes for balance, payment and claim-status enquiries.

Zambia-specific considerations

Most Zambian policyholders reach their insurer through a mobile phone rather than a branch, a bank or email, and a large share of them use basic phones. Self-service that stops at a web portal misses those customers; USSD and SMS are needed alongside the app and WhatsApp.

Premiums in Zambia are commonly paid through MTN Mobile Money, Airtel Money and Zamtel Kwacha. Letting a customer pay from a reminder message, and receipting the payment to the policy immediately, is the single most effective way to keep small monthly policies in force.

How Ontech LifeI ERP addresses this

Every channel on one record

The client portal, Android app, USSD, WhatsApp, SMS, email and call centre in Ontech LifeI ERP all read and update the same policy, payment and claim records.

Mobile Money and USSD included

Payment prompts to MTN, Airtel and Zamtel wallets and USSD menus for balance, payment and claims are part of the platform, not separate integrations.

Digital life card and app features

Policyholders get a digital insurance card with QR verification, biometric app login, photo claim submission and offline access to their policy details.
